# AI Customer Service for Small Business: What to Give a Chatbot, a FAQ Page, or a Person

You've heard the pitch: put a chatbot on your website and it answers your customers day and night. Maybe you tried one, and it kept sending people back to your office anyway. AI customer service handles the repeat questions well: hours, service area, what the deposit covers. In the setups I've looked at, it fails for the same reason new hires do: nobody wrote down the job.

The question I usually hear is, "Should AI handle our customer service?" I'd ask a better one: "Which parts of customer service have we actually defined well enough for AI to handle?" Answer that, and the choice between a chatbot, a plain FAQ page and a person mostly makes itself.

## What can AI customer service handle well?

AI customer service is software that answers or acts on customer requests, by website chat, phone or text, without a person typing each reply. Start with the questions your office answers every week:

- What are your hours?
- Do you work in Olathe?
- What does the deposit cover?
- How do I reschedule?

A chatbot can handle these, because the answers come from information your business already knows and can write down.

"When is my technician coming?" is a different kind of question. The answer lives in your schedule and changes every day. A chatbot can answer it only if it can look up that customer's appointment.

## How do you split customer service between AI, automation and people?

Break customer service into pieces. Each goes to one of four places, two of them for AI:

- **AI answers from your written facts:** hours, service area, deposit terms.
- **Automation handles:** actions that follow a fixed rule, like texting tomorrow's appointment window straight from your schedule.
- **AI acts inside set limits:** rebooking within your reschedule policy, or handling a refund request up to whatever your rules allow. It works when the rules are clear and the AI knows where its authority ends.
- **A person handles:** the very upset customer, the odd situation, anything outside policy.

The same sort works on the phone. An after-hours caller asking about your service area can get an answer. A burst pipe or a no-heat call at 9 pm needs a person, or at least a written rule for who gets the call.

## Chatbot or FAQ page: which do you need first?

An AI chatbot for small business makes sense when customers ask a wide spread of questions at hours when nobody is answering. If you get the same eight questions and the answers change twice a year, a written FAQ page on your website does the job. It never makes up an answer, and it's cheap to keep current. A chatbot with no written answer may guess, and a guess sounds just as sure as a fact.

There's a dependency the pitch skips. A chatbot answering your hours, service area and deposit terms needs those facts written down first. That's the same work as writing the FAQ page. ## Why do AI chatbots keep handing customers back to a person?

Here's the mistake I keep seeing. A business gives the chatbot a knowledge base, a collection of documents about the business, and expects it to figure out the rest. A knowledge base tells the AI what it knows. It doesn't tell it how to do the job.

Picture telling a new employee, "Handle customer refunds." You've given them a responsibility, not a process. They still need to know, and so does an AI:

- What to ask the customer
- What to check before saying yes
- What they're allowed to approve on their own
- What paperwork is required
- What an exception looks like
- When to bring someone else in

I recently talked with someone who had uploaded about ten documents into an AI voice system, the kind that answers phone calls. It still wasn't doing what they expected. What was missing: nobody had told the system how their company works, what its rules are, or what a good call looks like. I've seen the same thing in other chatbots and voice agents I've looked at. The technology could do the task. Nobody had defined the steps, the permissions and the handoff points.

## Should a chatbot handle refunds?

I often hear that refunds should always go to a person because they involve money. I don't fully agree. A refund can be a very structured, rule-based process.

Here's an example I made up to show the logic. Say your written cancellation policy refunds the deposit in full if the customer cancels at least seven days before the start date. The AI could:

- Ask for the job or invoice number.
- Pull up the job and check the cancellation date against the policy.
- Ask the questions the policy requires, such as whether any materials were already ordered.
- Put everything a person needs to decide in one place.

From there, you can design it two ways. In the first, the AI hands the whole file to a person, who approves or denies. That's the approach I'd use when a business wants a person in control of money going out.

In the second, the rules are extremely clear, the risk of misreading the situation is low, and the right safeguards and permissions are in place. Then the AI could approve the refund and start it itself. Clear rules cut mistakes. They don't end them, so someone should still check what it approved. Decide whether your business needs approval before the money moves, or a check after.

## When should AI customer service hand off to a person?

With the right instructions, information and handoff rules, a chatbot can acknowledge a complaint, gather the facts, explain the policy, and sometimes resolve it.

A person should take over when:

- The customer is very upset.
- The situation is unusual.
- The request is outside your policy.
- It needs judgment or authority the AI doesn't have.

Write those handoff points into the AI's instructions so it knows them too.

## What does a well-built AI phone agent do?

My own voice agent doesn't simply transfer a caller to me because they ask. It checks whether I'm available. While it checks, it gathers the caller's details. If I'm unavailable, it sends me those details so I can call back. If I'm available, it transfers the call.

## Where this approach falls short

If your refund or cancellation rules aren't written down, no chatbot fixes that. The AI hands everything back to your office or answers from a guess. Writing the rules takes hours of your time, and only you can decide what they say. If you won't do that work, a chatbot will keep disappointing you. Written rules also go stale: when your policy changes, the AI's instructions have to change the same day. And if your office gets a handful of questions a week, a FAQ page may be all you need. Writing one takes an afternoon, and you don't need us for it.

AI can gather everything a refund decision needs. Whether it also approves depends on how clear your rules and safeguards are. If it does approve, someone should still check what it approved.

It's worth it when customers ask many different questions at hours nobody answers, and your answers are already written down.

### When should a chatbot hand off to a person?

When the customer is very upset, the situation is unusual, the request falls outside your policy, or it needs judgment or authority the AI lacks.

Write the FAQ page first. A chatbot needs the same written answers to work, so the page is step one either way.
